Customer experience transformation has been around for more than a decade. It was widely popular in retail industry which was quick to recognize Customer experience as a competitive differentiator. The concept gained traction across consumer facing domains notably consumer banking, E-commerce, Hi-Tech. Companies have spent millions of dollars in transformation programs focusing on customer experience. Many of these initiatives failed to deliver the results in the expected order of magnitude.
Where will you end up in the fourth industrial revolution?
At Sibos this year I noticed a lot of references in keynote sessions to the Fourth Wave of the Industrial Revolution, the ensuing shake-up of the jobs market, and how this would apply to the financial services sector. The World Economic Forum’s Centre for the Fourth Industrial Revolution is doing a lot of research in this area, and its Future of Jobs 2018 report, which came out in September is a fascinating read.

Amazon is going to eat your lunch! But Insurers can fight back
This summer’s silly season for news stories ended early for the insurance industry with new rumours of Amazon making plans to disrupt the sector. Well sourced reports in titles like Reuters and Insurance Times suggested insurers were being wooed to join an Amazon aggregator service, while Altus Consulting forecast how Amazon could shake up claims-management too. Naturally there has been lots of good commentary on this, including from my own colleague Brian Desmond.
The FSI Forecast is Cloudy with a chance of Transformation
Sibos 2018 saw representatives of the main cloud players in financial services with AWS, Google Cloud, IBM and Microsoft Azure filling seats on panels and providing a cloud technology perspective on digital transformation initiatives they are contributing to. Most of the larger financial institutions are pursuing a hybrid multi-cloud strategy, and some are publicly talking about the impact it’s having.
AI - make it explainable, ethical and used by all
Artificial Intelligence was everywhere at Sibos 2018. Not in the form of sentient bots roaming the halls (although Accenture did have a humanoid robot on their stand), but in the content of plenaries, panels and pitches. Some refused to use the overarching term AI to describe what’s being done today, instead preferring to refer to machine learning (ML) and robotic process automation z(RPA), with the more generalised “true” AI still being somewhere in the future in terms of capability.
